A healthcare client once told me something that stopped me in my tracks.

Around eight in ten of their patients preferred to book by phone. Fewer than two in ten wanted to book online.

I couldn't relate.

I'm an introvert. I'll do almost anything to dodge a phone call – give me a screen I can tap in my own time and I'm happy.

And that's exactly the point.

Neither of us is wrong. We simply do not work in the same way.. A system built for me would have failed four in five of those patients. A system built for them would have lost me.

One size never fitted everyone

For decades, financial services have asked people to conform to the system.

Once, you queued at a branch. Then the branch closed and you were pointed at a portal. Then the portal became an app. The phone line became a chatbot. The paper form became a digital form.

Each step was sold as "progress".

And for many people, it was.

But too often, digital transformation did not give people another way in. It replaced the way they already had.

The problem was never that finance went digital. It's that every upgrade narrowed choices. The responsibility shifted to the customer. Learn the interface. Follow the process. Find the right form. Use the words the system understands.

For plenty of people, one way in is one door too few.

If you are dyslexic, a dense digital form is a wall before you've even started. If you are neurodivergent, a rigid flow that won't bend to how you think can be exhausting. If you'd simply rather talk it through, tough – the person who used to answer has now been replaced by a script.

A system that offers only one way in has already decided who belongs.

Choice should be part of the product

We built BEYLA the other way round.
